At the end of this workshop, participants will be able to:-
 
*  Identify and practise a range of positive interpersonal skills to deal with stressful, customer-based situations and communicate with greater impact both face to face and on the telephone
 
*  Develop rapport quickly with customers to reflect a caring, personal and professional image
 
*  Handle complaints successfully by dealing with feedback in a constructive, motivational way
 
*  Take control of difficult situations to achieve 'win-win' solutions with customers
 
*  Enhance their personal power when dealing with angry customers
 
*  Improve their own self- esteem using positive thinking techniques
 
Course Content
 
Communication Skills:
 
- How we communicate; barriers and misunderstandings; why people become difficult and angry
 
- Questioning Skills; using different forms of questioning to gain control and achieve positivie results
 
- Listening skills; using a range of listening techniques to develop rapport and understanding
 
- The importance and implications of body language and voice tone
 
Behavioural Skills
 
- Recognising different behaviours and how the assertive approach can help us deal positively with stressful/confrontational situations
 
- Claifying the difference between constructive and non-constructive behaviours and their effect on others
 
- Recognising and dealing with aggressive behaviour - including high and low level aggression
 
- Recognising and dealing with passive/submissive behaviour - including when submission switches to aggression
 
- Saying 'no' in a constructive way
 
- Avoiding physical confrontation, aggression and violence
 
- Practical work:  role-play using realistic, typical cases
